Abstract
The hotel industry in North Sumatra is experiencing notable growth, supported by a post-pandemic surge in international travelers from Malaysia, China, and Europe. Medan, as the capital of the province, plays a strategic role in this development, with government support for hotel infrastructure and cultural tourism. Data from the Central Statistics Agency (BPS) show that Room Occupancy Rates (ROR) for star hotels peaked at 57.76% in September 2024, highlighting increasing demand and competitive pressure in the hospitality sector.
This study investigates the impact of Company Reputation (CRPT) on Customer Loyalty (CTLY), with Customer Trust (CTRT) and Word-of-Mouth Intention (WOMI) acting as mediating variables, using Aryaduta Hotel Medan as a case study. A quantitative method was applied, and data were collected through a structured questionnaire. The sample size of 97 respondents was determined using the Lameshow formula, chosen for its effectiveness in estimating samples when the population proportion is unknown and a high level of confidence is required.
The analysis was conducted using SPSS 25 for descriptive statistics, validity, and reliability testing, while SmartPLS 4 was used to test the measurement and structural models. The findings indicate that CRPT significantly influences WOMI and CTRT, both of which positively affect CTLY. Additionally, WOMI and CTRT are proven to mediate the relationship between CRPT and CTLY.
Based on these results, Aryaduta Hotel Medan is encouraged to enhance its digital presence, foster personalized and memorable guest experiences, ensure service transparency to build trust, and strengthen its loyalty programs. These strategic efforts are crucial for maintaining long-term customer relationships and staying competitive in North Sumatra’s growing hotel industry. / Industri perhotelan di Sumatera Utara mengalami pertumbuhan signifikan, didorong oleh lonjakan wisatawan internasional pasca-pandemi dari Malaysia, Tiongkok, dan Eropa. Kota Medan, sebagai ibu kota provinsi, memegang peran strategis dalam pengembangan ini, dengan dukungan pemerintah terhadap infrastruktur hotel dan pariwisata budaya. Data dari Badan Pusat Statistik (BPS) menunjukkan bahwa tingkat hunian kamar (Room Occupancy Rate/ROR) hotel berbintang mencapai puncaknya sebesar 57,76% pada bulan September 2024, mencerminkan meningkatnya permintaan dan persaingan dalam sektor perhotelan.
Penelitian ini bertujuan untuk menganalisis pengaruh Reputasi Perusahaan (CRPT) terhadap Loyalitas Pelanggan (CTLY), dengan Niat Word-of-Mouth (WOMI) dan Kepercayaan Pelanggan (CTRT) sebagai variabel mediasi. Studi ini menggunakan pendekatan kuantitatif dengan pengumpulan data melalui kuesioner. Jumlah sampel sebanyak 97 responden ditentukan berdasarkan rumus Lameshow, yang dipilih karena kemampuannya dalam memperkirakan sampel ketika proporsi populasi tidak diketahui dan tingkat kepercayaan tinggi diperlukan.
Analisis data dilakukan menggunakan SPSS 25 untuk statistik deskriptif, uji validitas, dan reliabilitas, serta SmartPLS 4 untuk pengujian model pengukuran dan struktural. Hasil penelitian menunjukkan bahwa CRPT berpengaruh signifikan terhadap WOMI dan CTRT, yang keduanya berpengaruh positif terhadap CTLY. Selain itu, WOMI dan CTRT terbukti menjadi mediator dalam hubungan antara CRPT dan CTLY.
Berdasarkan temuan tersebut, Aryaduta Hotel Medan disarankan untuk meningkatkan kehadiran digitalnya, menciptakan pengalaman tamu yang personal dan berkesan, menjaga transparansi layanan guna membangun kepercayaan, serta memperkuat program loyalitas pelanggan. Strategi ini penting untuk mempertahankan hubungan jangka panjang dengan pelanggan dan tetap kompetitif dalam industri perhotelan yang berkembang di Sumatera Utara.
