Abstract

Teknologi memiliki peran yang sangat penting dalam memberikan kemudahan dan kenyamanan bagi pelanggannya. Salah satunya adalah internet dan hal ini menyebabkan penyebaran informasi yang cepat, khususnya dalam bidang fashion. Tujuan dari penelitian ini adalah menganalisis variabel-variabel yang mempengaruhi customer loyalty kepada pelanggan Zalora di Surabaya. Manfaat dari penelitian ini adalah untuk menambah dan memperdalam ilmu manajemen yang telah diajarkan, khususnya variabel-variabel yang mempengaruhi customer loyalty. Penelitian ini menggunakan metode kuantitatif dengan menumpulkan data dengan non-probability sampling. Snowball samping merupakan jenis teknik dalam mendapatkan data, kemudian diolah dengan AMOS 22.0. Kuesioner akan dibagikan kepada 270 responden dengan karakteristik pria atau wanita, berusia 18-60 tahun, berdomisili di Surabaya, dan pernah melakukan pembelian di Zalora sebanyak 2 kali dalam 1 tahun terakhir Dalam penelitian ini ditemukan bahwa loyalitas terhadap pembelian fashion item baru dapat terjadi jika seseorang merasakan kepuasan yang paling dipengaruhi oleh fulfillment, security and privacy, application design, dan customer service. Persepsi bahwa Zalora merupakan merk yang kurang terkenal seharusnya menjadi penghambat bagi seseorang untuk merasakan kepuasan pelanggan tetapi Zalora berhasil mengatasi hambatan ini sehingga menjadi kekuatan utama Zalora dalam membangun kepuasan pelanggan. Selanjutnya, Fulfillment memberikan dampak yang paling signifikan sehingga pemilik aplikasi disarankan untuk meningkatkan fulfillment./The aim of this research is to analyze the variables that influence customer loyalty among Zalora customers in Surabaya. The benefit of this research is to add to and deepen the management knowledge that has been taught, especially the variables that influence customer loyalty. This research uses quantitative methods by collecting data with non-probability sampling. Side snowball is a type of technique for obtaining data, then processing it with AMOS 22.0. Questionnaires will be distributed to 270 respondents with characteristics of male or female, aged 18-60 years, domiciled in Surabaya, and have made purchases at Zalora 2 times in the last 1 year. This research depicts that the customer loyalty occur when people experience the Customer Satisfaction, which affected from the most significant variable, namely fulfillment, security and privacy, application design, dan customer service. Customer usually perceives that Zalora is not a famous and popular brand in Indonesia. Surprisingly, Zalora had overcome its barrier which boost Customer Satisfaction and it becomes Zalora main strength. Besides, Fulfillment generates the biggest impact. This research suggests application company to maintain and improve its fulfillment.
